CX and call centers: what happens when a customer gets in touch.

A call center audit tests what happens when a customer gets in touch: whether the call is answered, how fast the first reply comes, and whether it ends in a booking. Meo Advisors contacts the target as a customer would, then times and scores every reply. Mystery shops are agreed with the sponsor and run within the deal’s NDA.

In short

  • We contact the target as a customer would, then time and score every reply.
  • Six steps: find, inquire, connect, respond, follow up and book.
  • Consent and opt-out handling are checked against TCPA rules; legal questions go to counsel.

What happens when a customer calls, texts or fills in a form?

That is the question a call center audit answers. We follow the path a real customer takes, from finding the right number to a confirmed booking, and record where it breaks.

A mystery shop is a test inquiry by a real or simulated customer, agreed with the sponsor and run within the deal’s NDA, that records each reply and how long it took.

Customer experience is one of the six areas of private equity due diligence.

  1. 01Marketing & Digital VisibilityCan customers find the target in search, maps and AI answers?
  2. 02CompetitionWhich peers win the target’s customers, and how?
  3. 03CX & Call CentersWhat happens when a customer calls, texts or fills in a form?
  4. 04CybersecurityWhat can an attacker see from the internet?
  5. 05Technology & InfrastructureWhat does it run on, and where is the technical debt?
  6. 06Compliance & RiskWhere do consent, privacy or accessibility rules create exposure?

Mystery shops use real or simulated customers, agreed with the sponsor and run within the deal’s NDA.

The speed-to-lead audit defines first-reply timing and separates agreed mystery-shop observations from company-wide response metrics.

What are the four most common KPIs used in call centers?

The four we see used most are answer rate, speed to first reply, abandonment rate and the share of inquiries that end in a booking or sale.

Common call center KPIs and how a mystery shop reads them from outside
KPIWhat it measuresWhat we can see from outside
Answer rateInquiries answered by a person or a working systemOur test calls only; the rate across all calls needs the target’s data
Speed to first replyTime from inquiry to the first real responseTimed on every test inquiry
Abandonment rateInquiries dropped before they are answeredHold and drop-off on test calls; full rate needs call logs
Booking or conversion rateInquiries that end in a booking or saleWhether a booking is offered and confirmed

What is an acceptable abandon rate for call centers?

There is no single acceptable rate: it depends on the service, the hours and what an abandoned call costs. We compare the target with its own baseline and its peers, and a baseline we have not measured stays blank.

How to improve QA in a call center?

Measure the same few things on every interaction, tie each to an owner, and fix the routing and follow-up gaps before scripting.

  • Route after-hours calls and messages to someone who can book.
  • Time the first reply, and set a follow-up cadence that respects consent and opt-outs.
  • Score each interaction on the same rules, so trends mean something.
  • Review consent wording on forms and calls with counsel.

What are the downsides of using mystery shoppers?

A mystery shop is a sample, not a full count, so it shows how the system behaves, not the rate across every call. It also needs care: test inquiries must be agreed with the sponsor and must not waste the target’s staff time.

We pair the shops with what the target can share after signing, such as call logs, and list each gap with the record that would close it.

Are mystery shops allowed during a deal?

Often, when they are agreed with the sponsor and run within the deal’s NDA and any no-contact terms; counsel should confirm the contact rules for the target. We use real or simulated customers and do not disclose the sponsor.

If the deal terms bar contact with the target, we work from public evidence only until they allow it.

Why do patients abandon online booking?

Often because the booking path shows no open slot, even when another provider at the same clinic has one. In one engagement, 70% of providers with no available appointment in the next 14 days worked at a clinic with another provider available within 48 hours.
