Customer experience checklist

Call center quality assurance checklist and scorecard.

A call center quality assurance checklist helps an operations team review how customer inquiries are answered, routed and followed up. Pair the tasks with a scorecard that defines each measure, counting rule and owner. Leave baseline cells blank until authorized observations establish a dated starting point; illustrative examples are not measured performance.

In short

  • Copy the checklist and scorecard directly from the visible HTML on this page.
  • Give every measure a counting rule, a review period, supporting evidence and an owner.
  • Leave baseline cells blank until measured; an agreed mystery shop is a sample, not a company-wide rate.

What is a quality assurance checklist?

A quality assurance checklist is a consistent set of criteria for reviewing an interaction. For a call center, it connects routing, communication, follow-up and record handling to evidence, so reviewers can explain each finding and the team can decide what to improve.

Trace transfers, after-hours handling and follow-up, keeping the source record and the reason for each score.

  7. Compliance & Risk needs access

Check the agreed consent, opt-out and privacy review questions with authorized records; send legal questions to counsel.

  8. CX & Call Centers needs access

Compare reviewers on the same interactions, resolve scoring differences and assign an owner to each supported improvement.

What does quality assurance do in a call center?

Quality assurance reviews how consistently the team handles customer interactions against agreed criteria. It records what happened, identifies coaching or process gaps and checks whether an agreed change works. The review needs a defined sample and scoring rules before its findings can support a wider conclusion.

  1. Agree the review scope, sample, period and contact permissions with the sponsor and target.
  2. Write the scoring criteria and counting rules before collecting interactions.
  3. Review authorized evidence, keeping public observations separate from internal call records.
  4. Calibrate reviewers on the same interactions and retain the reason for each finding.
  5. Assign an owner to the action and repeat the measure under the same counting rules.

Mystery shops use real or simulated customers, agreed with the sponsor and run within the deal’s NDA.

How to improve QA in a call center?

Use consistent criteria, retain the evidence behind each score and give every improvement an owner. Fix the routing or follow-up issue the review supports, then repeat the same measure. Set targets only after the team has measured its baseline and understood the review sample.

The owner roles are illustrative. Replace them with the accountable role in the target, agree the review criteria and retain the dated source records. Do not substitute a test-inquiry result for the target’s overall performance.

The risk register template captures supported risks that need an owner and further evidence.

Which QA checklist items need authorized access?

Internal call logs, recordings, customer records and staff review sessions need authorized access and agreed handling rules. Public contact details can be inspected from outside. Test calls or messages need agreed contact permission, including any restrictions in the deal’s terms.

Review only the records within the agreed scope. Missing access stays an open question rather than a failed QA score. For consent and opt-out review tasks, use the TCPA compliance checklist. Not legal advice; legal questions go to counsel.

How can I copy or save the checklist and scorecard?

The checklist and scorecard template are ungated HTML. Copy them into the working review document, or use the browser’s print command to save this page as a PDF. Keep the access labels and blank baseline cells when you copy.
